Lesson 4 — Talking to Users Well

Empathy, plain language, expectation setting and handling angry callers without losing control.

Technical skill fixes the computer; communication fixes the customer's day.

Use plain language. Say 'your account was locked after too many password attempts', not 'AD lockout threshold exceeded'.

Set expectations you can keep: say exactly what happens next and when you will update them, then do it.

With an angry caller: listen fully, acknowledge the impact, apologise for the situation, then move to facts and actions.

Same message, better delivery.

  1. 1Jargon: 'Your GPO push failed so the printer object never mapped.' → 'The automatic setup that adds your printer did not run.'
  2. 2Blame: 'You should not have clicked that.' → 'That link was a convincing fake — let's secure the account now.'
  3. 3Vague: 'We'll look at it soon.' → 'I am investigating now and will update you by 14:00.'
  4. 4Cold: 'Nothing I can do.' → 'I can't fix it from here, so I'm escalating it now with everything I've tested.'

A calm reply to a frustrated user

What I've done: rebuilt the drive mapping and cleared the cached credentials.
What's next: I'll call you at 13:30 to test it together. If it still fails I'll escalate to the
